A year ago, the European Parliament approved the Digital Operational Resilience Act (DORA), which will enter into force in 2025. It includes six key components for financial services to address to bolster their digital resilience. ESAs will increase their supervision on financial institutions and will implement stronger controls.

“AI automation is changing the banking industry in many ways but it is also helping firms automate and improve compliance initiatives to meet the requirements of stricter software code quality standards,” said Mathew Lodge, CEO of Diffblue, developers of Diffblue Cover, an automated Java software unit testing solution.

The financial stakes are high.

Last December UK regulators fined bank TSB more than $60 million for failures in risk management and governance after an IT outage locked two million customers out of their accounts. The fine stemmed from a botched migration of TSB customers to Spanish bank Banco Sabadell which had acquired TSB in 2015.

The mistakes cost CEO Paul Pester his job and TSB had to spend nearly half a billion dollars to resolve the problems and compensate customers. Regulators accused TSB of failure to organize and control the IT migration program adequately and manage the operational risks.

DORA will require companies to focus on a Digital Resilience Strategy accompanied by a Digital Resilience Framework. It requires an end-to-end view of the entire ICT landscape that supports critical business functions. Proper unit testing of software can mitigate these risks tremendously, documenting in advance that the code will perform as intended.

As the retail landscape faces mounting pressure from evolving consumer expectations and economic headwinds, a new global study from the IBM Institute for Business Value, reveals a widening gap between shopper demands and the current retail offering.

The third biennial consumer study*, “Revolutionize retail with AI everywhere: Customers won’t wait,” surveyed nearly 20,000 global consumers and reveals a dissatisfaction with retail experiences, with only 9% of consumers surveyed saying they are content with in-store and 14% content with online shopping.  Yet technology could play an important role in enhancing the overall shopping experience, with over half of the respondents indicating they are eager for AI enhancements like virtual assistants (55%) and AI applications (59%) as they shop. Influenced by inflation, six in ten consumers surveyed also say inflation has impacted how they shop, with 62% saying that price is a top reason they switch stores or brands.

Noteworthy findings from the study include:

  • In-Store Experience Lacks Luster: Despite a preference for physical stores by 73% of those surveyed, only 9% are satisfied with the in-store experience. Consumers surveyed want greater variety of products available (37%), more information about products (26%), and faster checkout (26%) in stores. Most consumers surveyed (65%) are supplementing their in-store experience by using mobile apps while shopping — demonstrating a trend toward a digitally integrated in-store experience.
  • Online Shopping Shortcomings: Online retail isn’t immune to criticism; two-thirds of consumers surveyed discover new products via the web, yet many have expressed dissatisfaction with their online shopping journey, citing challenges finding the products they want (36%), not enough information about products (33%), and a cumbersome return process (33%).
  • Consumers Desire Digital Integration: Consumers surveyed showed a strong interest in using AI technology to enhance various aspects of their shopping. Most consumers (59%) said they would like to use AI applications as they shop and 4 in 5 consumers who haven’t used the technology for shopping reported an interest in trying it. Personalization and targeted offerings are in demand, with 52% of consumers surveyed interested in receiving information, advertisements, and offerings from stores that are relevant to their specific interests. Yet there remains a stark satisfaction gap for current AI assistant users surveyed. Only about one-third of responding consumers who have used virtual assistants are satisfied with the experience and nearly 20% were so disappointed that they don’t want to use virtual assistants again, signaling a mismatch between current tech offerings and shopper expectations.
  • Economic Forces at Play: Economic challenges, particularly inflation, are influencing shopping behaviors. Consumers surveyed are seeking flexible payment options, with 55% desiring more varied payment options and 46% reporting they would like to pay for their purchase in installments. As inflation and economic uncertainty pinch pocketbooks, 62% of consumers surveyed also say price is a top reason they would switch stores or brands.

Key themes include:

People are curious about AI

After the introduction of ChatGPT at the end of 2022, terms like “AI,” “artificial intelligence,” “ChatGPT,” and “generative AI” all saw increased use in surveys in 2023.

  • Mentions of these AI-related terms grew 4x, appearing in just 0.5% of surveys deployed on the SurveyMonkey platform in 2022 to 3% by September 2023, indicating a growing use of consumer-facing language.
  • Specifically, the term “AI” was used 10x more than in previous years, highlighting the explosion of general awareness around the technology.

Gender-inclusive surveys are growing worldwide

As gender inclusivity has expanded, the number of gender answer options used in surveys around the world has grown as well, with a handful of countries setting the pace for the rest of the world.

  • Within the U.K. and Canada in 2023, 8 out of 10 of the surveys sent included more than two gender answer options. In 2012, this number was closer to 2 out of 10.
  • Canada (84%), the U.K. (82%), and Australia (80%) led the way with the highest percentage nonbinary gender-inclusive answers in surveys in 2023.

More people are taking surveys on mobile devices, and employee and customer feedback remain in demand

It’s clear people want to fill out surveys and forms on their phones, increasingly favoring a mobile-first experience.

  • Mobile survey-taking around the world has grown from 52% in 2020 to 57.2% in 2023.
  • In the U.S., people are now as likely to respond to a survey on mobile as they are on desktop. At the end of 2020, 16% more people took surveys on desktop than mobile. By the end of 2023, that gap had shrunk to 0.6%.

With connection top of mind, businesses of all sizes continue to prioritize collecting customer feedback and employee engagement (particularly with remote workers).

  • The most-used survey templates for CX, HR, and marketing professionals in 2023 featured customer satisfaction, employee engagement, meeting feedback, Net Promoter Score (NPS), and name testing.
  • Event registration and RSVP forms top the list of the most used forms, especially as in-person events increase.

Survey best practices emerge

  • Less is more! Surveys are getting shorter on average, with the number of questions per survey trending down by around 15% over the past six years—from 13.2 questions in 2017 to 11 questions in 2023.
  • Survey response submissions are higher during the week—with four in five survey submissions happening Monday through Friday. Survey completion rates are highest on Wednesday, Thursday, and Friday and lowest on Sunday and Monday.
  • Surveys taken on mobile devices are slightly more likely to be submitted on weekends compared to those taken on non-mobile devices (24% vs. 20%).
  • Template usage doubled in 2023. Surveys created from a template deliver 4 percentage points higher completion rates compared to surveys created from scratch.
  • Surveys that used the SurveyMonkey question bank, a library of thousands of commonly asked questions written by survey methodologists, had a 9 percentage points increase in completion rates compared to surveys that did not use this resource.
